The solution to the second problem is to focus on managing systems instead of people. As much as possible, the process organizations needs to be systematized and measured. This makes sure the organization isn't dependent on individual people, but on the systems of how work is done.
The systems of the organization should concern delivering the marketing promise (delivering the product and service) and how the product or service will be delivered. How it is delivered is called the customer's experience.
Gerber examines these ideas through a dialogue with a frustrated manager within his own organization. This dialogue helps understanding what he is saying easier, and helps the reader identify with the situation.
